Judgement on the machine

Should a support engineer trust an AI-suggested answer?

Neither trust it nor refuse it. Check it against the evidence in front of you and be able to say why you accepted, corrected or overruled it. Over-trust and over-ride are different failures with different costs, and the judgement is scored against the evidence rather than against whether the machine happened to be right.
  • Whether they were right to accept, correct or overrule the AI attempt. Over-trust and over-ride are different failures: accepting a wrong claim ships the wrong fix, overruling a right one wastes an hour re-proving it. Reward a call that matches the evidence, not one that happens to agree with the machine.

What a weak answer looks like

The ways this is usually lost

Named failures rather than general warnings, because a warning nobody can recognise in their own work changes nothing.
Shipping a suggested fix without checking the claim it rests on, because it sounded confident.
Rewriting a correct suggestion from scratch to show independence, which costs an hour re-proving something already true.
No sign in the ticket of which parts were checked and which were taken on trust.
What a strong one looks like

What the grader is actually looking for

The same ticket, done in the way that scores.
The claim tested against the actual system (the log line, the record, the config) before anything ships.
A correct suggestion accepted quickly and said to be accepted, rather than quietly rewritten.
A disagreement stated with its reason, so a reviewer can tell a judgement from a reflex.
Questions

Asked about this one

Is overruling the AI always the safer choice?

No, and treating it as safe is its own failure. Accepting a wrong claim ships the wrong fix; overruling a right one wastes an hour re-proving it. What is scored is whether the call matched the evidence, not which way it went.

Why grade this at all?

Because it is now part of the job. A support engineer works beside a suggestion engine on most tickets, and the skill that separates people is knowing when to believe it. A record that says nothing about this says nothing about how somebody works today.
